Responsibilities:

  • Provide service support for software applications with a high degree of customer satisfaction, expertise, accuracy, and timelines.
  • Log all Incident/Service Request details and function as the first point of contact for users.
  • Handle customer interactions with good call etiquettes.
  • Manage both voice and non-voice support (calls, chats, and email).
  • Adhere to SLAs such as response time, ASA, etc.
  • Meet set standards on metrics such as C-SAT, AHT, FCR, escalation threshold, and quality scores.
  • Perform client value add, prioritize issues, provide VIP support, and calculate business impact.
  • Process incoming service requests, incidents, and change requests and formulate appropriate responses.
  • Manage multiple support mailboxes and respond to emails.
  • Triage and troubleshoot reported issues on all applications.
  • Report and record new defects on all applications.
  • Communicate with end-users, including external client users.
  • Troubleshoot and resolve technology-related issues on technologies such as MS Office and custom-built applications primarily on the Microsoft stack (ASP.NET, C#, Active Directory, and DPASS).
  • Provision user accounts for external client users.

Requirements:

  • Knowledge of ITIL concepts of Incident, problem & change management.
  • Experience in managing voice & non-voice support (calls, chats & email).
  • Understanding of metrics such as C-SAT, AHT, FCR, escalation threshold, and quality scores.
  • Good communication skills and the ability to handle customer interactions with good call etiquettes.
  • Ability to troubleshoot and resolve technology-related issues on technologies such as MS Office, and custom-built applications primarily on the Microsoft stack (ASP.NET, C#, Active Directory, and DPASS).
  • Ability to prioritize and manage multiple tasks effectively.
  • Bachelor’s degree in Computer Science, Information Systems or a related field.
